Building interaction centres of the future

AI Overview

Customers are quietly rewriting the rules of engagement. They expect brands to be always on, to recognise them across channels, to remember context from last time, and to make everything feel low-effort and personalised. The scary part: their benchmarks don’t come from your industry—they come from the best interaction they had this week.

At the same time, the technology curve is compressing. Step changes that once took years now land in quarters or even weeks, especially with generative AI. What’s possible in service keeps expanding faster than most organisations can re-plan.

Interaction Centre: A Unified Approach to Strategy, Channels, Technology, and Talent

This is where the interaction centre steps in. It is an end-to-end way of looking at customer interactions. It spans customer strategy and data for decisioning; channel design and interplay; strategic-to-tactical tech stack choices; employee tooling, skills and capabilities; and the enterprise operating model that connects strategy, digital, data and operations teams.

In short, the interaction centre becomes the single binding force that translates digital, customer, channel and service strategies into one coherent reality.

What it is..

  • End-to-end  customer journey centric
  • Digital 1st focus for preferred channels
  • Experience driven AI & ML usage for orchestration
  • Truly Agile team to pivot and iterate as needed
  • Continuous value delivery

… and what it isn’t

  • Digital vs assisted channel teams
  • One-size-fits-all omni-channel experiences
  • AI for the sake of it
  • Namesake Agile with parallel ways of working
  • Cost reduction technique

Enabling the interaction centre

An interaction-centre journey starts with a few sharp questions:

  • Which journeys and moments of truth really matter, and how do they link to our customer strategy?
  • What outcomes are we trying to create – for the customer and the business?
  • What data and decisioning do we need in the moment to achieve those outcomes?
  • What is the right mix of self-service, automation, AI (including Agentic AI) and human interaction for each moment?

We see three core focus areas for organisations to answer these questions.

1. Shared view of the customer tied to customer strategy

You can’t deliver coherent experiences if each channel and system holds a different slice of the truth. The interaction centre requires a connected view of identity, consent, interaction history, product relationships and key life events, explicitly shaped by customer and business strategy.

This becomes the decisioning layer that turns signals into actions across channels by:

  • Understanding why the customer is engaging (intent), not just where they turned up (channel).
  • Applying policies for risk and value, e.g. how to treat vulnerable customers or high-value micro-segments.
  • Selecting actions from a consistent playbook – automated journeys, AI-enabled interactions, or human hand-offs where depth and empathy matter.

“Concentrix designed and built MOCA (MYOB’s Online Chat Assistant), eliminating uncertain wait times and delivering tailored solutions based on each customer’s unique situation. By integrating information from multiple sources, including MYOB help pages, My Account, Academy, and Community, MOCA acts as a comprehensive support concierge, unifying previously disjointed platforms to create a seamless customer experience.”

2. Interaction fabric powered by right-fit tech stack and super employees

The interaction fabric is the end-to-end design and development of channels – web, app, chat, voice and physical – for key moments of truth. The goal is not “every channel for everything” but the right channel for the right job, with experiences designed for efficiency and effectiveness in the customer’s preferred mode.

This fabric is powered by:

  • Common frameworks and knowledge management to drive fast, tailored and personalised resolution.
  • Tight integration with the orchestration layer, knowledge and systems of record/report so context travels with the customer.
  • “Super employees” equipped with unified workspaces and AI co-pilots so they spend less time navigating systems and more time improving journeys, guiding AI deployment and solving complex problems.

“Concentrix in partnership with Homes NSW and Telstra Purple, created Journey on Home (JoH) app, a first-of-its-kind solution in Australian social housing. JoH streamlines processes, boosts frontline efficiency (reducing time spent on reporting by 80%) and transforms how staff support those experiencing homelessness.”

3. An operating model that inspires continuous evolution

Aligning the operating model to the interaction centre means shifting from functional, siloed ownership to journey-based ownership. Empowered teams own outcomes and continuously iterate not just operational processes, but the strategy behind them.

AgileOps practices – inspired by Agile and DevOps – provide the cadence and tooling to improve journeys in BAU, while giving teams clear accountability and fulfilment for the outcomes they deliver.

“Transurban partnered with Concentrix to deploy a conversational natural language processing (NLP) solution using Amazon Lex and Amazon Bedrock, integrating it with their existing knowledge base to deliver dynamic, context-driven responses and on the creation of asynchronous messaging within the mobile app also leveraging the NLP solution, ensuring a smooth experience for users on the go. Transurban has been able to achieve an impressive 60%+ containment rate, reducing live chat transactions and lowering operational costs for webchat.”

Where to start – think horizons, not moonshots

Organisations that make real progress don’t bet everything on a single big-bang launch. They work in clear horizons:

Horizon 1 – Setting foundations

  • Orchestrate existing strategies into a single cohesive interaction-centre strategy.
  • Build blueprints for “lighthouse” journeys to test choices about data, tech stack, processes and ownerships of the same.
  • Stand up a transformation program centred on these journeys, designed to create a domino effect across other journeys across organisation.

Horizon 2 – Repointing enablers

  • Repoint investments in tech, data and partnerships to the agreed target-state journeys.
  • Implement AI agents to eliminate non–value-add work so teams can focus on evolving journeys.
  • Embed Agile ways of working across internal and partner teams for consistent, rapid iteration.

Horizon 3 – Interaction centre as intelligent enterprise spine

  • Elevate the interaction centre to the orchestration layer influencing product, pricing, digital, operations and risk.
  • Create closed-loop systems where every interaction feeds continuous improvement of decisioning, journeys, AI agents and tools.
  • Embed interaction-centre metrics and governance into enterprise performance, focusing on end-to-end outcomes, not just channel efficiency.

“REST Super partnered with Concentrix and AWS to simplify the superannuation experience for millions of members. By combining cloud-native technologies such as Amazon Connect and AWS services with Concentrix’s deep expertise in CX design and operations, REST streamlined member engagement, enhanced digital service delivery, and improved operational efficiency — while keeping member outcomes front of mind.”

In a world where customers are moving faster than planning cycles and technology keeps resetting what “good” looks like, the real risk is trying to navigate with scattered strategies and no unifying spine. Interaction centres – and the journeys, data, tech and people that power them – are how organisations close that gap. Concentrix is proud to be helping clients build that future today.
